Service Level Agreements for Agencies

A service level agreement, or SLA, defines what a client can expect from an agency and what the agency expects in return. It turns vague assumptions into clear commitments and protects both sides.

Why agencies need SLAs

Without an SLA, every client has different expectations about response times, deliverables and quality. Disputes become arguments about memory. With an SLA, there is a shared reference.

What to include

  • Scope of services: what is included and what is not.
  • Deliverables and frequency: for example, monthly reports or a set number of posts.
  • Response times: how quickly you will reply to messages and urgent issues.
  • Support hours and holiday coverage.
  • Turnaround times for common requests.
  • Revision policy.
  • Client responsibilities: feedback times, access and approvals.
  • Performance measurement: how results will be reported.
  • Escalation process if something goes wrong.
  • Review and change process for updating the SLA.

Keep it realistic

Only promise what you can consistently deliver, including during busy periods and holidays. A modest SLA that is always met builds more trust than an ambitious one that is often broken.

Include partner work

If you use white-label partners, make sure their commitments support your SLA. Their turnaround times should leave room for your own review.

Review it regularly

Revisit the SLA at least once a year or when the scope changes.
