Handling a Social Media Crisis

A single complaint, a careless post or a product failure can spread across social media within hours. Brands that respond well often come out with more trust than before. Brands that freeze, argue or delete tend to make things worse.

Prepare before anything happens

  • A crisis plan with roles: who monitors, who decides, who responds and who informs the client.
  • Approval paths that work fast, including outside office hours.
  • Holding statements for likely scenarios, ready to adapt.
  • Monitoring of brand mentions, comments and messages.
  • A contact list for legal, management and customer service.

Assess quickly

Not every negative comment is a crisis. Ask: How many people are involved? Is it spreading? Is there a real problem behind it, such as safety, data or discrimination? Is the media involved? The answers determine the level of response.

Respond thoughtfully

  1. Acknowledge quickly, even if the full answer takes longer.
  2. Be honest. If the brand made a mistake, say so.
  3. Show empathy for the people affected.
  4. Explain what happens next and when there will be an update.
  5. Move individual cases to private messages or phone, while keeping the public reply visible.

Avoid defensive language, jokes and deleting criticism, unless comments break rules such as hate speech or personal data exposure.

Pause scheduled content

Cheerful promotional posts during a crisis look tone-deaf. Pause scheduled content until the situation is under control.

Recover and learn

Once resolved, share what changed. Then review internally: how quickly did we notice, how well did approvals work, and what should change in the plan?
